How to Respond to a Negative Google Review

Restaurant owner thoughtfully writing a customer response on a laptop.

Guidance checked on 14 September 2026.

A negative review can be uncomfortable to read. Before replying, separate the concern you can investigate from the emotion it creates. Your public response should help the reviewer understand the next step and show other readers how you handle feedback.

1. Check the concern before drafting

Read the whole review and check the relevant records privately. Google recommends investigating the experience, being honest about limitations and apologising when appropriate. Keep your reply brief and professional. Do not publish private information or attack the reviewer. [1]

For your own notes, separate confirmed facts from unanswered questions. If you cannot identify the visit, treat that as an information gap rather than proof that the review is false. Ask your team who can investigate and what they can realistically offer.

2. Write an acknowledgement and a next step

Address the specific concern without repeating sensitive details. Acknowledge a confirmed mistake plainly. If the facts are still unclear, say that you would like to understand what happened. Offer a business contact route that someone actually monitors.

This is an adaptable reply template, not a real customer case or testimonial:

We are sorry to hear that you were disappointed with [specific aspect of the experience]. We would like to understand what happened. Please contact us through [business support channel] so our team can review the details with you privately.

Replace both placeholders and adjust the wording to what you know. Do not say that you have investigated, issued a refund or fixed a problem unless that is true. Keep booking references, contact details and account history out of the public reply.

3. Publish through the correct profile

Google requires a verified Business Profile before you can reply. Open the profile, select Read reviews, choose Reply beside the review, enter your response and select Reply. Google reviews replies before public posting, and the reviewer is notified when you reply. You can edit your response later if needed. [2]

4. Keep service recovery separate from the rating

Resolve the service issue on its own merits. Google prohibits incentives in exchange for changing or removing a review. Do not make help conditional on deleting criticism. [1]

If you believe a review violates a specific Google policy, use the reporting process. Disagreement or dislike alone is not a reason for removal; Google says it does not settle disputes between businesses and customers. Reporting is a request for assessment, not a guaranteed outcome. [3]

A final check before posting

  • Does the reply address the actual concern?
  • Are the facts accurate and private details excluded?
  • Is the next step clear, realistic and monitored?
  • Is help offered without conditions about the review?

Afterwards, record the issue internally and assign any follow-up. Look for recurring service problems, not just changes to a star rating. For the separate task of inviting feedback, see our guide to fair Google review requests.
